Measure how easily customers interact with your product or support team. Use this Customer Effort Score Calculator to compute your overall Customer Effort Score (CES), analyze survey response distributions on 5-point or 7-point scales, and identify friction points in your customer journey.

The Formula for Customer Effort Score (CES)

Customer Effort Score (CES) measures customer sentiment based on the statement: “The company made it easy for me to handle my issue.” CES can be calculated as an average score or as a positive percentage ratio:

Average CES Rating = Total Sum of Survey Ratings / Total Number of Survey Responses

CES Positive Percentage (%) = (Number of High-Agreement Responses [5, 6, 7] / Total Survey Responses) × 100

Where:

  • 7-Point Scale Standard: 1 = Strongly Disagree (High Effort/Friction) to 7 = Strongly Agree (Low Effort/Seamless).
  • High-Agreement Responses (5, 6, 7): Customers who agreed or strongly agreed that their interaction was effortless.
  • Disagree Responses (1, 2, 3): Customers who experienced high friction and carry high churn risk.

Customer Effort Score Benchmark Matrix

Refer to the lookup table below to understand how different CES scores reflect customer loyalty and retention performance (based on a 7-point scale):

Average CES Score (1-7) Positive Response % (5-7) CX Friction Level Customer Retention & Loyalty Impact
6.0 to 7.0 85% to 100% Ultra-Low Friction (Seamless) High Repurchase & Referral Intent (90%+)
5.0 to 5.9 70% to 84% Low / Moderate Effort Good Customer Loyalty; Minor friction points exist.
4.0 to 4.9 50% to 69% Moderate Friction At-Risk Customers; High probability of competitor consideration.
1.0 to 3.9 Below 50% Severe Friction / Difficult High Churn Risk (81% speak negatively)

Step-by-Step CES Calculation Example

Suppose a customer support team collects 500 post-ticket survey responses on a 7-point scale, recording the following response breakdown:

  1. Gather Rating Totals:Rating 7 (Strongly Agree): 220 responses (220 × 7 = 1,540)

    Rating 6 (Agree): 130 responses (130 × 6 = 780)

    Rating 5 (Somewhat Agree): 60 responses (60 × 5 = 300)

    Rating 4 (Neutral): 40 responses (40 × 4 = 160)

    Rating 1-3 (Disagree): 50 responses (50 × 2 = 100)

  2. Calculate Total Score Sum: 1,540 + 780 + 300 + 160 + 100 = 2,880 total points.
  3. Calculate Average CES Rating: 2,880 total points / 500 total responses = 5.76 Average CES Score.
  4. Calculate Positive Response Percentage: (220 + 130 + 60) = 410 high agreement responses. (410 / 500) × 100 = 82.0% Positive CES Ratio.

Frequently Asked Questions

Why is Customer Effort Score (CES) a better predictor of churn than CSAT or NPS?

Harvard Business Review research shows that customer effort is the single strongest predictor of customer loyalty. 96% of customers who experience high-effort interactions become disloyal compared to only 9% of customers who experience low-effort interactions.

When is the best time to send a CES survey?

Send CES surveys immediately after a specific customer interaction, such as resolving a customer support ticket, making an online purchase, or completing a product onboarding step.

How can companies lower customer effort?

Companies lower effort by offering self-service knowledge bases, enabling omnichannel support without requiring customers to repeat information, and empowering first-contact resolution (FCR).

What is a good Customer Effort Score benchmark?

A strong CES benchmark is an average score of 5.5 or higher on a 7-point scale, or a positive response percentage (ratings 5-7) above 80%.
